On a recent two-bedroom, the BOQ, the shopping list, ran to 97 items before a single chair was bought. Every item measured, priced and chosen to fit. That is why nothing arrived almost right.

I set the price at 50. The guest paid 42.84. I received 30.56. Nobody did anything reckless.

Someone switched on a last-minute deal to help fill a gap. Someone enabled a visibility programme.

Both were defensible on their own. Neither was multiplied into the chain. That is the whole problem.

Every night has three prices and most owners only manage the first one. The set price is what your pricing tool pushes. The shelf price is what the guest sees after markup and discounts, and the platform decides that one. The kept price is what lands in your bank after commission, fees, tax and cleaning. You do not get paid your rate. You get paid your rate minus everything you agreed.

It's 2am and the heater is dead. What the guest gets from us in the next ten minutes is this, word for word:

"Thank you for flagging this. We're on it now and will have a technician time for you by 9am. In the meantime the spare heater is in the hallway cupboard, top shelf."

Three things in that message. An acknowledgement. A time. A workaround. No reason, no apology for causes we haven't verified, no promise we can't keep.

By 9am the guest has a technician slot. Before 18:00 it's closed or it's escalated. Nobody goes home with it open.
